호텔종사원-고객의 결속 및 전환비용과 종사원 이직 시 고객 동반이탈 의도와의 관련성에 관한 연구

초록
본 연구는 호텔을 이용하는 고객을 대상으로 연구를 진행하였으며, 호텔종사원과 고객과의 결속 및 전환비용과 고객 동반이탈 의도와의 영향관계를 파악함으로써, 이런 분석결과가 제시하는 의미들이 호텔 경영자에게 효율적인 호텔경영전략 방안을 수립하는데 도움이 되고자 한다. 연구 분석을 위하여 설문지를 이용하여 자료를 수집하였으며, 자료의 수집기간은 2010년 08월 01일부터 2010년 08월 30일까지 1개월간 실시하였다. 조사방법은 설문지를 이용하여 응답자가 설문항목에 대해 직접 기입하는 자기기입 방법을 사용하였다. 연구가설의 검증을 위하여 요인분석과 신뢰도분석을 실시하였으며, 설계된 연구모형에 대한 적합도를 검증하기 위하여 공분산구조방정식모형을 이용한 연구모형 분석을 실시하였다. 분석결과, 호텔 종사원과 고객과의 결속이 전환비용을 매개로 하여 고객 동반이탈 의도에 통계적으로 유의한 영향을 미쳤으며, 또한 결속이라는 관점에 있어서 타산적 결속과 충성적 결속은 전환비용과 상호 유의적인 영향관계를 확인하였다. 그러므로 서비스기업인 호텔에서 고객과 종사원과의 관계에 관한 인식을 전환하여, 호텔종사원에 대한 세심한 배려와 종업원 이직 시 고객이 동반이탈하지 않도록 하는 호텔종사원에 대한 인재계발 전략이 필요하다.
Abstract
This study focuses on the relationship of commitment of hotel employee and customer, switching cost and customer defection with regard to following employee's turn over in the hotel industry. And the commitment of customer and hotel employee was measured in the calculative commitment and loyalty commitment. Research methodology was conducted the statistical analysis of frequency, a factor analysis, reliability analysis into implementation, using SPSS to test for the hypothesis and was analyzed the fitness for designed model using AMOS. Research results can be summarized as follows:First, support the hypotheses that calculative commitment and affective commitment were factors that affected switching cost. Secondly, these factors affected on customer defection regards of following employee's turn over. Finally, switching cost also had an effect on customer defection with regard to following employee's turn over. Therefore, customers and hotel employee's awareness of their relationship should be the business strategy is needed in the hotel industry.
